Customer journey mapping: a practical guide with an example

A customer journey map is a simple document with an unreasonable payoff: it shows every step a customer takes from first hearing about you to referring you — and exposes the exact step where most of them quietly disappear.

Most businesses see their sales process from the inside: we advertise, we quote, we close. The customer experiences something completely different — they searched at 9pm, filled in a form, heard nothing for two days, got a PDF they didn’t understand, and made a decision while you thought they were "still considering." Mapping the client journey means writing down that second version, honestly.

What a customer journey map is

It’s a table. Down the side: the phases a customer moves through. Across the top: what they’re doing, what they’re feeling, every touchpoint with you, and — the column that earns the money — where they drop off and why. How to create a customer journey map

Pick one customer type

Map your most valuable segment first. An "average" of all customers describes none of them.

Walk the journey as evidence, not memory

Read real enquiry threads, listen to real calls, time your own response gaps. The map must record what happens, not what’s supposed to happen.

Mark the drop-offs with numbers

At each phase, how many make it to the next? Even rough counts reveal the one stage doing most of the damage.

Fix the single worst gap

One map, one fix, remeasure. Then repeat.

A worked example

A plumbing company maps its journey and finds: 100 enquiries a month → 60 get a response inside a day (40 lost to slow response) → 45 get quoted → 12 accept. The map makes the diagnosis obvious: the biggest leak isn’t closing skill, it’s the 40 enquiries that go cold before anyone calls back — fixed with automated instant response and follow-up, worth more than any sales training could be.
