Customer engagement: what it means and how to measure it

What is customer engagement? Not how happy customers say they are — how much they actually interact with you between purchases. Satisfaction is a survey answer; engagement is behaviour, and behaviour predicts revenue.

The customer engagement definition that survives contact with reality: the frequency and depth of a customer’s interactions with your business, measured between transactions. A satisfied customer might rate you 9/10 and never think about you again. An engaged customer opens your emails, replies to your check-ins, books the review call, and mentions you to a friend — often before you’ve asked.

Engagement vs satisfaction

Satisfaction is retrospective and passive — a judgement about the past. Engagement is present-tense and active — evidence they still consider the relationship live. For an SMB the distinction is commercial, not academic: repeat purchases and referrals come almost exclusively from the engaged group, and engagement drops before churn, which makes it your early-warning system.

The commercial case: the customers who buy again are the ones still in a conversation with you. Engagement is that conversation, kept deliberately alive.

How to measure customer engagement

Engagement doesn’t happen by accident

Between-sale contact is the first thing that dies when the team gets busy — which is exactly why it should be systematic. Scheduled check-ins, useful content, review requests and reactivation campaigns can all run through automation, so staying in the conversation doesn’t depend on anyone remembering. Map where those touchpoints belong with a customer journey map — the delivery and loyalty phases are where engagement is won.
